  1. Bridging The Signal Gap In AI Powered CX with Henna Pryor (CX Pulse Check - November 2026)

    Episode 190

    Show notes

Customers don’t just judge what went wrong. They start asking what else you might be hiding. Trust feels fragile in customer experience right now, and “be more human” isn’t specific enough to be useful. Jeannie Walters sits down with workplace performance expert and author Henna Pryor to pinpoint what breaks believability and how leaders can close the “signal gap” between what we intend to communicate and what customers actually experience.

They explore three real-world stories shaping CX right now: why AI-generated food imagery sparked backlash for a delivery platform, how a pet insurer trains its AI agent for warmth and smooths the handoff to human support, and why the chatbot rush echoes the self-checkout boom and bust. We close with trust at its highest stakes, a data breach, where repair has to be as visible as the misstep, with clear timelines and plain language instead of corporate fog.

If you lead customer experience, contact centers, digital transformation, or AI adoption, this conversation will help you make smarter choices that protect loyalty.

As a thank-you for listening, Henna is offering Experience Is Everything listeners a free copy of Chapter 1 of her book, The Signal Gap, at http://thesignalgap.com/cxpulse.

  2. AI Search Is Rewriting B2B Buying

    Episode 189

    Show notes

AI is quietly rewriting the B2B buyer journey, and it starts earlier than most pipelines can see. When buyers ask an AI chatbot for vendor recommendations, they’re not searching for your brand name, your product category, or your latest feature list. They’re searching for an answer to a problem. That shift changes what “visibility” means and it turns customer experience into a discoverability engine.

We dig into what the data is signaling: more buyers are beginning with AI instead of Google, and AI guidance can even change which vendor they choose. That’s a wake-up call for B2B customer experience leaders because what shows up in AI answers is shaped by real-world experience signals: what customers say about you, how consistent your story is, and whether your proof is public and credible. Reviews, case studies, and customer quotes aren’t side projects anymore. They’re trust markers for buyers and training signals for AI.

We also look at how sales fits into this new flow. If awareness starts with AI, your sales team often becomes the verification layer, the human moment where trust is confirmed or lost. We share three practical actions you can take this week: run the problem test in multiple AI chatbots, inventory your public proof and ask five happy customers for a review, and pressure test alignment by asking AI about your delivery, support, and what it’s like to work with your company.

If you want to stay ahead of AI search and keep your customer experience strategy competitive, subscribe, share this with your team, and leave a quick review so more people can find the show.

  3. Your Customer's AI Agent is Here

    Episode 188

    Show notes

Did you remember to cancel that free trial or pause the subscription you're not using? The truth is most of us get busy, and a lot of business models quietly benefit from that “I’ll do it later” gap. That gap is closing. Meta’s Muse and the broader wave of AI agents can read email, scan transactions, research alternatives, and follow through on cancellations or purchases without getting tired, distracted, or overwhelmed.

We dig into what Muse’s rapid adoption means for customer experience, subscription retention, and churn. If an AI assistant does the browsing, the comparison shopping, and the form filling, your customers may never visit your website and the human “signals” you rely on to predict renewals can vanish. We also talk about the platform and partnership angle: which brands open the door to agent-based shopping and service, which block it, and why that decision impacts discovery, conversion, and trust.

From there, we get practical. I share concrete ways to become agent-ready in your CX strategy: make leaving easy and staying easier, add real options like pause before cancel, keep a human findable for fast escalations, and brief your frontline teams for customers who arrive with AI-generated summaries. Most importantly, we explore how to earn the final click, the moment a customer approves what an agent did, by reinforcing reassurance, protections, and transparent policies.

If you want to stay ahead of AI shopping assistants, customer service automation, and the new rules of retention, listen now. Subscribe, share this with your team, and leave a quick review so more CX leaders can find it.

  4. How To Lead Change When The Tools Keep Shifting with Gloria Gupta (CX Pulse Check - October 2026)

    Episode 187

    Show notes

The fastest way to derail a digital experience is to treat change like a broadcast instead of a collaboration. We sit down for a CX Pulse Check with Gloria Gupta, Senior Director of Customer Experience at the American Medical Association, to talk about what’s really happening on the ground in customer experience and CX transformation right now: rapid tech shifts, rising expectations, and the very human work of getting buy-in across an organization.

We start with a key idea local government leaders are surfacing more and more: tech isn’t the hard part. The hard part is involving stakeholders early, building shared ownership, and staying close to the people you serve. Then we explore AI in contact centers, and Gloria shares how to manage AI like a real team member. We close with the Domino’s app redesign and why testing needs a clear strategy behind it.

If this sparked ideas for your own digital experience or service operations, subscribe, share with a teammate, and leave a quick review so more CX leaders can find the show.

  5. Trust with a Capital T

    Episode 186

    Show notes

Your AI just answered a customer. Now ask the uncomfortable question: do they trust it, and do they trust you more or less because of it? We dig into why trust is becoming the defining customer experience metric as automation spreads across chat, contact centers, and self-service. The data is sobering: many leaders believe customers highly trust their brand, while far fewer consumers agree, and that gap is poised to grow as AI gets embedded into everyday service.

We unpack what’s driving the trust slide, including why customers feel more loyal when real people stay visible in the journey and why authenticity matters more than ever. We talk through a practical approach to AI disclosure: when you can treat AI as an internal assist for human agents, and when transparency is non-negotiable because it could feel like impersonation. We also broaden the lens beyond chatbots to AI avatars and video, where the line between real and synthetic can get blurry fast.

Then we get tactical with three questions you can apply to your CX and 2027 planning. Subscribe, share with your team, and leave a review so more CX leaders can build trust before it turns into a crisis.

  6. Reshaping CX with AI

    Episode 185

    Show notes

CX budgets only grew about 2% this year, yet AI spending inside those same budgets jumped 38%. That math forces a hard question: if the total pool barely changes, where does the new AI money come from? We walk through why the “somewhere” is often customer service headcount, and why that shortcut can quietly create a bigger budget problem later.

We unpack Gartner’s prediction that many companies cutting support roles due to AI will need to rehire by 2027 and beyond, often at a higher cost than keeping and reskilling people in the first place. We also talk about the trust gap showing up in channel value: leaders still rate live chat and phone as most valuable today, even while expecting generative AI chatbots to take the top spot soon. When spending moves faster than trust, customers feel it through inaccuracies, frustrating loops, and a lack of empathy during complex moments.

If you care about customer experience, customer service automation, and making smart generative AI decisions without breaking trust, this one is for you. Subscribe, share with your team, and leave a quick review so more CX leaders can find the show.

  7. Fund This. CX Trends to Budget.

    Episode 184

    Show notes

$3 trillion in global sales is at risk because of poor customer experience. That number is big enough to change how we think about CX budgeting, because it turns “experience” into a measurable revenue and trust problem. I walk through where leaders should invest now, what trends actually matter, and which shiny “innovations” you can safely stop chasing.

AI is no longer a trend, it’s the weather. It’s in the background of your tech stack and the foreground of your strategy, and it’s already shaping how customers discover products and get help. The real question is whether your AI investment strengthens human connection or quietly breaks it. I dig into why the old contact center metrics may not fit the AI era, and what to measure instead, including AI resolution and escalation quality so you can track outcomes that customers feel.

Then we get honest about a common budget mistake: funding more technology while underfunding the people, training, and services required to make that technology work. When that balance is off, you get bad AI rollouts, frustrated teams, and customers who don’t know where to get a straight answer. We also explore agent-assisted commerce, how AI assistants can become the new storefront, and why conversation analytics and interaction analytics are showing real gains in CSAT and revenue when used with clear intent.

If you want a smarter CX budget and a clearer ROI story for your leadership team, listen now, subscribe, share with your team, and leave a quick review so more CX leaders can find the show.

  8. Speak the Language, Know the Value, Know Your Worth

    Episode 183

    Show notes

Your customer experience metrics might be accurate and still fail to move the people who control budget, headcount, and priorities. We’re tackling the uncomfortable truth: when CX leaders lead with NPS, journey maps, sentiment analysis, or dashboard reporting, executives often hear “interesting CX update” instead of “material business risk.” The fix is not more slides. It’s learning to walk into every room as a business leader first.

We break down three shifts you can use immediately. First, we flip the sentence so outcomes lead and metrics follow: renewal risk, retention risk, growth impact, and cost to serve become the headline, with NPS and CX data as proof. We also talk through why vague requests like “we need more empathy” can backfire with a CFO or CRO unless you connect the effort to fewer repeat calls, fewer refunds, and less negative word of mouth. Then we zoom out to what’s crowding CX out of the spotlight right now: operational efficiency, cost optimization, digital acceleration, and the push for AI transformation and AI engagement.

Next, we get practical about proving value. If you can’t answer “How much is a customer worth?” or “What does a 1% retention lift mean in revenue?” it’s time to partner with finance, use industry benchmarks, and make assumptions you can refine. Finally, we close with the mindset piece: owning your worth as a CX leader who brings both empathy and business acumen and can spot problems before the numbers scream.

  9. Inside vs. Outside: Rethinking Who Sees Your CX Mission

    Episode 182

    Show notes

Should your CX mission statement stay behind the curtain or belong in the hands of the people who actually deliver your customer experience? We tackle a sharp listener question: in a B2B organization with an exclusive customer relationship, can sharing your customer experience mission statement improve alignment, especially when that customer shows up as your retail front line?

We start with what a CX Mission Statement is really for: a universal, aligned internal language that acts as a North Star for decisions and behavior. I explain why strong mission statements avoid corporate jargon, internal acronyms, and empty superlatives like “best” or “greatest,” and why the focus has to move beyond products and services to the real outcomes customers need. Then we dig into the risk of sharing it externally. If the mission is even slightly aspirational, customers can treat it like a promise and hold you to it when you’re not meeting it perfectly.

But partnerships change the equation. When a distributor, channel partner, or exclusive customer is helping deliver the experience, we can’t leave them out. I share a practical way to bring partners into alignment: identify overlapping moments in the journey, translate the mission into clear expectations, and provide “mission moments” that show what the mission looks like in real life. We also connect the dots to B2B buyer trust, where competence matters most and consistency and dependability sit right behind it.

  10. Experience is Everything - New Podcast Name Trailer

    Episode 181

    Show notes

The show has a new name, and it’s the kind of change that brings everything into focus. We’re now Experience Is Everything: The CX Podcast, because “experience” is bigger than a customer touchpoint and more demanding than a quarterly metric. It’s the thread that connects what your customers feel, what your employees carry, what your partners deliver, and what your leaders tolerate.

We talk through what stays the same and what the new name signals: a clearer alignment with the book and the work, and a renewed commitment to a practical customer experience (CX) approach. My mission doesn’t shift one inch: create fewer ruined days for customers. That means giving you the information, resources, tools, and ideas to show up in the best possible way for your customers, your organization, your colleagues, and yourself. Experience management takes the right mindset, a real CX strategy, and the discipline to back it up.

You’ll still find weekly conversations and the CX Pulse Check format, where special co-hosts help us look at what’s happening right now in the world of customer expectations. I also want to hear from you, because your real questions keep this show honest and useful. Send a voicemail or question at http://askjeannie.vip and it may get answered on a future episode.

  11. The AI Trust Gap

    Episode 180

    Show notes

AI is moving fast into customer service, but customers are pushing back. With 59% saying AI agents feel frustrating, "set it and forget it" automation is not enough.

We break down the AI trust gap, why fast answers do not equal helpful outcomes, and how to hold AI agents to the same standards as human ones: empathy, clarity, and responsible decisions. You will learn why most customers want AI and humans working together, with a clear path to a real person when things get complex.

  12. Intentional Struggle

    Episode 179

    Show notes

Escape rooms have a weird superpower: they make people feel confused, stressed, and slightly panicked and customers still walk out saying it was the best hour of their week. That’s not an accident. It’s a blueprint for intentional friction, where the experience is challenging enough to feel rewarding and supportive enough to stay fair.

We unpack what escape rooms get right about customer experience design, including why most players don’t actually “win” and still recommend it, and why repeated obstacles without help feel less like challenge and more like abandonment.

From there, we connect the dots to everyday product and service design: the IKEA effect and why DIY increases value only when customers can succeed, CrossFit and other coaching models where accountability is the value proposition, and gamification mechanics like streaks that tap loss aversion to improve retention. If you’re doing journey mapping or service blueprinting, you’ll leave with a clearer way to remove unintentional friction while keeping the designed struggle that builds pride, loyalty, and lasting memories.

  13. Values Need to Lead the Way with Vincent Davis (CX Pulse Check - August 2026)

    Episode 178

    Show notes

AI is forcing every customer experience leader to choose: chase efficiency at any cost, or scale service without losing the human heart. Jeannie Walters sits down with Vincent Davis, Chief Customer Officer and SVP of Customer Experience at PG&E, to unpack what it takes to build empathy, accountability, and trust in a world where automation is everywhere and customer patience is thin.

We dig into Chewy's approach to empathy at scale, and why values beat hype in an AI strategy. Customers don't feel your intentions, they feel the experience, especially during outages, service interruptions, and billing issues. We look at crisis readiness through United Airlines' handling of irregular operations, then dig into PG&E's work across digital channels, contact centers, billing, and insights. Vincent explains how an IVR named Peggy boosts containment and satisfaction while freeing agents for higher-impact work. We also cover customer obsession, employee experience, process simplification, and why customers measure every brand against the best they've had, from Amazon to Uber.

If you care about customer experience strategy, AI in the contact center, proactive communication, and building trust when things go wrong, subscribe, share this with a CX leader, and leave a review with your biggest question about empathy and automation.

    About Vincent Davis

With more than two decades of experience in the energy industry, Vincent Davis leads with the conviction that customer experience is not one department’s job, but a standard for the entire company.

As Chief Customer Officer at PG&E (https://www.pge.com/), one of the largest customer experience organizations in the utility industry, he leads a team of roughly 2,000 coworkers, overseeing more than $22 billion in annual revenue and a portfolio of programs and products spanning everything from smart meters and billing to digital channels and customer service.

Davis is the driving force behind Customer at the Heart, PG&E’s award-winning initiative that has changed how the company approaches customer experience, with the mantra that the company will build trust by delivering a 10 out of 10 experience in every interaction. He believes customer trust is earned by being present in the communities PG&E serves and ensuring customer voices are reflected in business decisions. Davis’s path to this role has taken him through nearly every part of the customer function, from leading PG&E’s Energy Efficiency Programs group to directing a $1 billion demand-side management portfolio and spearheading an $850 million Advanced Meter Replacement initiative.

Earlier in his career at Duke Energy, he led the Envision Charlotte program, a public-private sustainability partnership recognized by the Clinton Global Initiative.

He holds a Bachelor of Science in Accounting from the University of South Carolina and an MBA from Queens University of Charlotte. He has executive management certifications from Stanford and UNC Chapel Hill. In 2022, he received the Leadership Excellence Award in Energy at the Energy Inclusion Conference.

  14. I'm Sick of Defending CX ROI

    Episode 177

    Show notes

You can do great customer experience work and still lose the budget conversation if you walk into leadership meetings with the wrong proof. We’re tired of being asked to defend CX ROI with scores that don’t match the company scorecard, and we’re even more tired of watching smart CX leaders “white knuckle” their way through budget season. This conversation is about changing the starting point so ROI becomes obvious, credible, and repeatable.

We talk through why proving return on investment is so hard when the work begins with tactics and ends with rationalizing the spend. Instead, we start with organizational goals and translate them into what executives already track: more revenue and fewer expenses. We break down how words like scale, growth, market share, and even workplace of choice can become measurable outcomes, and how a simple blueprint helps you identify the leaders who need buy-in, the levers you can pull in the customer journey, and the behavior changes you expect to see.

Then we get practical about customer experience metrics. NPS and CSAT can be helpful feedback indicators, but they’re not enough on their own. We dig into behavioral metrics and analytics that connect CX strategy to business impact, including retention, churn, conversion, friction points, complaint trends, and operational cost to serve. If your goals don’t mention “customer,” we show you how to stop worrying and start proving how customer behavior drives every business result.

  15. The Customer Service Phrases That Break Trust

    Episode 176

    Show notes

"We value your feedback.” “Thanks for your patience.” “We apologize for any inconvenience.” Most of us have heard these lines so many times that we can feel our skepticism kick in before the sentence even ends. That reaction isn't cynicism for no reason. It's what customers learn when the message sounds caring but the experience doesn't match the promise.

We get honest about how organizations "fib" to customers without meaning to, from org charts dictating the customer journey to feedback that vanishes with no follow-up. We also tackle the biggest expectation gap of all: overpromising, and why the goal isn't perfection, but believable, honest CX leadership that keeps the promises we choose to make.

Subscribe, leave a rating and review, and share it with a teammate who owns messaging, handoffs, or service promises.

  16. Why Empathy Training Beats More Tools

    Episode 175

    Show notes

Calling empathy a “soft skill” sounds harmless until you see what it does to your customer experience and your retention numbers. We dig into the uncomfortable pattern where leaders say they want people to feel heard and valued, then invest almost all training time in systems, process, and compliance. The result is predictable: frontline teams feel unsupported in the moments that require judgment and compassion, customers sense the disconnect, and both groups walk away.

From inconsistent experiences that erode brand trust to the steep cost of attrition and lost institutional knowledge, we connect “soft skills” investment directly to business outcomes. If you’re ready to turn customer experience into a winning business strategy, listen now, then subscribe, share this with a leader who owns onboarding, and leave a review with the one “human skill” you want your organization to take seriously.

  17. Stop Chasing Wow And Start Eating Your CX Vegetables with Nick Westergaard (CX Pulse Check)

    Episode 174

    Show notes

Consistency sounds boring until you realize it’s the fastest path to trust and the easiest way to spot what’s broken. In this CX Pulse Check episode, Jeannie Walters is joined by Nick Westergaard, host of the On Brand podcast and author of Brand Now and Get Scrappy, to look at what actually moves the needle in customer experience (CX) and brand building when attention is scarce and expectations are high.

We dig into why major brands point to reliable basics as the key to their turnarounds: better training, smoother checkout, smarter inventory, and fewer “almost good enough” moments. Nick shares a simple mental model for this kind of work: stop chasing one huge “wow” and start raising the floor everywhere. When customers know what to expect, they don’t just come back, they give you more grace when something goes wrong.

Then we zoom in on neuroscience and cognitive load, the hidden force behind friction. Customers live in constant partial attention, and every extra step, confusing choice, or unnecessary question drains their mental energy. We talk about why simplification often beats adding features, how AI customer service earned distrust through bad early experiences, and what it takes to use automation without getting in the way.

We close with brand storytelling and cultural moments, including what we can learn from campaigns that hit at the right time and why even a small change like a Spotify icon can spark big feelings in a deeply personal product. If you want a sharper CX strategy, better customer journey design, and a clearer brand experience, hit play, subscribe, and share this with someone who owns a form, a flow, or a brand decision. If you have a question for the podcast, leave a message at askjeannie.vip.

  18. Build Momentum Without A Mandate

    Episode 173

    Show notes

Most leadership advice assumes you already have the mandate, the budget, the buy-in, and the seat at the table. If you lead customer experience, you know that’s often fiction. We’re expected to react to requests from marketing, ops, and whoever our dotted-line boss is this week, then we’re judged on outcomes we didn’t have the power to drive.

Showing up as a customer experience business leader, not just a CX advocate, starts with momentum. When we deliver visible wins that make other leaders’ lives easier, we build authority even without the title. We talk through how to reframe “influence” so it’s not about pleading for support, but about connecting to the moments and priorities that already matter inside the organization.

From there, we get practical with a simple framework of mindset, strategy, and discipline. Mindset means building a CX mission that is a win-win for every leader you partner with. Strategy means improving the world your executives live in, like reducing service calls to increase efficiency or tying journey fixes to retention and revenue. Discipline means stopping the cycle of short-term reporting and instead linking what we do every day to long-term organizational goals.

Measurements are not outcomes. The leaders who get funded become “translator-in-chief,” turning customer insights into clear business outcomes like cost-to-serve reduction, growth, churn prevention, and market advantage. If you’re ready to build momentum without a mandate and use the second half of the year as a reset, hit play, then subscribe, share this with a fellow CX leader, and leave a rating and review so more people can find the show.

  19. AI Won't Save Bad CX

    Episode 172

    Show notes

AI is moving fast, but customer trust is moving the other way and that should make every customer experience leader pause. We’ve all seen the rush to deploy chatbots, automate support, and squeeze more efficiency out of service operations. The problem is that customers don’t grade you on “AI adoption.” They grade you on whether they can get the job done, feel respected, and leave the interaction confident they were heard.

We dig into why so many people say they “hate AI” when what they really hate is a broken experience: circular chatbot loops, unclear paths to resolution, and zero way to reach a human. We also talk about the less obvious wins, like AI that helps customers find answers inside an app, makes shopping easier, or offers proactive guidance at the right moment. When AI is designed around the customer journey, it can earn trust the same way humans do by showing up with the right help at the right time.

To make this practical, we share three questions you can use this week to evaluate any AI in customer service or generative AI initiative: Is it working for the customer? What should this moment feel like? Can they always reach a human? We also make the case for human-in-the-loop support for nuanced situations and for transparency as a non negotiable trust signal. If you want AI that scales without sacrificing the experience, start here, then subscribe, share this with your team, and leave a review so more CX leaders can find it.

  20. When AI Starts Shopping for Your Customers

    Episode 171

    Show notes

AI agents are already shopping, comparing, booking, and contacting support for the customers we’ve spent decades trying to understand. That means customer experience is no longer judged only by what a person feels in the moment, it’s also scored by what an AI can find about your brand across policies, pricing, FAQs, reviews, and the broader web. If that idea makes you a little uneasy, good. It’s the wake-up call CX leaders need right now.

I break down what “agentic AI” changes in the customer journey and why it creates a world with no fine print. When an agent can surface your warranty terms, return rules, delivery performance, and reputation signals in seconds, the gaps between your brand promise and real experience become impossible to hide. We talk about the trust signals AI is likely to reward, including transparent pricing, clear and consistent policies, accurate product information, reliable delivery, and responsive customer service. Consistency stops being a nice-to-have and becomes the proof your brand can be trusted.

And we don’t lose the human part. Emotions still drive loyalty because people still make the final decision about who they trust. I share why a clear customer experience mission statement matters more than ever, especially if you’re training internal teams and tools around a defined promise of how you want customers to feel. You’ll leave with practical next steps: experiment with AI like a customer, audit your digital experience, remove hidden friction, and tighten the public signals that shape recommendations.

If an AI agent evaluated your brand today, what would it say about your customer experience? Listen now, then subscribe, share with a CX leader, and leave a review.
